Customer Service Training Manager designs and delivers training programs for customer service representatives, team leaders, and supervisors. Prepares instructive updates and details on new products, features, and service offerings. Being a Customer Service Training Manager designs a training curriculum and role-playing exercises to develop selling, service delivery, issue resolution, and interpersonal communication skills. Creates and maintains documentation and resources used to instruct staff on service level standards, system tools, and policies and procedures. Additionally, Customer Service Training Manager assesses training effectiveness and defines future needs by reviewing and analyzing staff performance metrics. Typically requires a bachelor's degree. Typically reports to a head of a unit/department. The Customer Service Training Manager manages subordinate staff in the day-to-day performance of their jobs. True first level manager. Ensures that project/department milestones/goals are met and adhering to approved budgets. Has full authority for personnel actions. To be a Customer Service Training Manager typically requires 5 years experience in the related area as an individual contributor. 1 - 3 years supervisory experience may be required.     SUMMARY:

    This position manages and coordinates an MA Team And Workforce Management (WFM) / Zendesk coverage within the Customer Experience operation to maximize all inbound and outbound resources; to ensure that service level goals are met while keeping staffing costs at a minimum.

    WHAT YOU'LL DO:

    • Manages a team of MA professionals to meet & exceed service goals
    • Manages workforce management process and Resource Coordinator (WFM) position for the Customer Experience group
    • Manages Zendesk and GQ management for the Sales / Customer Experience group
    • Interpret workforce tool data to provide meaningful recommendations on workflow trends and staffing and scheduling needs
    • Team monitors work queues to ensure all contact channels are staffed with skilled resources while maximizing efficiency.
    • Lead weekly staffing review meetings with management to discuss forecasted vs. actual performance
    • Team produces bi-weekly staff schedules
    • Team monitors real time staffing and schedule adherence (shifts, break, lunches).
    • Produce short-term and long-term staffing reports and provide recommendations based on historical data/performance.
    • Maintain and distribute YoY/MoM departmental KPI reports.
    • Develop, manage and distribute individual/team KPI reports (daily, weekly, monthly).
    • Work with management to plan and schedule training, coaching, and other projects
    • Track departmental absenteeism and productivity.
    • Maintain attendance exceptions and overtime reporting.

    WHAT YOU BRING:

    • 4 year degree preferred; past experience ideal
    • 3-5 years in managed account sales, operations, and product management
    • Successful track record in Managed Account Sales
    • Can provide leadership for cross functional efforts related to contracts
    • Good knowledge of products involved in contracts
    • Specific knowledge of public safety industry, including vendor community, competition, and market sectors
    • Negotiation skills
    • Good interpersonal skills
    • Good written and verbal communication skills
    • Strong analytical skills
    • Oracle, Word, Excel, Power Point
